    • Routing Limitations: Zeel needed the ability to apply custom call routing based on specific tags in their Kustomer CRM system. For example, calls from VIP customers or those flagged with “Trust & Safety” tags needed to follow distinct workflows. Their system lacked this level of sophistication.
    • Time Sensitivity: Zeel’s contract with their service provider was set to expire in two months, leaving limited time to transition to a new solution. To avoid disruptions, they had to identify and implement a reliable system before the deadline.

 

Given these challenges, Zeel set its sights on migrating to Amazon Connect Customer, a robust and highly customizable cloud-based contact center solution. Amazon Connect Customer offered the scalability, native AWS integration, and pay-as-you-go pricing model that aligned with Zeel’s operational needs and growth trajectory. Unlike their previous telephony provider, Amazon Connect Customer provided a foundation for intelligent routing, deep CRM integration, and advanced automation, which are all critical capabilities as Zeel continued to expand its services to veterans nationwide. The goal was to integrate Amazon Connect Customer with their existing Kustomer CRM system while meeting the following critical requirements:

    1. Seamlessly integrate inbound and outbound calling into Kustomer CRM, ensuring agents could manage all phone-based interactions within their existing workflows.
    2. Provide robust voicemail capabilities to handle missed calls effectively.
    3. Enable custom call routing for contacts flagged as VIP or “Trust & Safety.”
    4. Execute the transition within the tight timeframe, minimizing risks and ensuring a smooth deployment before the contract expired.

 

Zeel knew that delivering on these requirements within such a compressed timeline would be challenging. Replacing an entire telephony platform and integrating it with their existing knowledge base required a partner who could move quickly, adapt to uncertainties, and deliver a reliable solution without compromising on quality.

Innovative Solutions Unleashed

To address Zeel’s pressing needs, D3Clarity developed and executed a phased implementation plan centered on Amazon Connect Customer. The goal was to leverage as many out-of-the-box capabilities as possible from Kustomer CRM’s Amazon Connect Customer integration while identifying and documenting any customizations that might be required to meet Zeel’s specific needs. This approach allowed Zeel to fully decommission their existing telephony provider and consolidate all voice communications onto Amazon Connect Customer.

Key Unknowns and Approach

The integration between Kustomer CRM and Amazon Connect Customer presented some unknowns due to the limited technical detail in the documentation provided by Kustomer. While Kustomer described their integration as supporting most of Zeel’s requirements, D3Clarity could not guarantee full compatibility without additional testing and evaluation. To mitigate risks, D3Clarity adopted a two-pronged approach:

    1. Maximizing Out-of-the-Box Functionality:D3Clarity aggressively leveraged the native features of Kustomer’s Amazon Connect Customer integration to meet Zeel’s requirements without customization. This strategy enabled the team to move quickly and avoid unnecessary delays.
    2. Planning for Potential Customization:In case the out-of-the-box functionality fell short, D3Clarity committed to documenting required customizations and providing an additional estimate for implementing them.

 

With these principles guiding the work, the team outlined a comprehensive solution architecture and list of deliverables designed to meet Zeel’s requirements and deliver a seamless migration to Amazon Connect Customer.

Deliverables

To ensure Zeel’s goals were met on time and within scope, D3Clarity delivered the following:

    1. Amazon Connect Customer Configuration:
      • D3Clarity reviewed Zeel’s existing Amazon Connect Customer setup and ensured it adhered to best practices.
      • A basic initial call flow was established, with up to five IVR options that routed calls to two agent queues or a voicemail box.
      • A new development phone number was configured within Amazon Connect Customer, which would later be replaced by Zeel’s main phone number once ported from their existing carrier.
    2. Voicemail and Reporting:
      • Amazon Connect Customer voicemail and notification integrations were set up, providing robust voicemail handling capabilities.
      • Basic reporting metrics, such as call volume and average handle time, were configured to give Zeel greater visibility into their call center performance.
    3. Kustomer CRM Integration:
      • D3Clarity reviewed Zeel’s existing Kustomer CRM setup to understand its components and assess integration compatibility with Amazon Connect Customer.
      • During the integration process, the team discovered that the API calls and Lambda functions provided by Kustomer for Amazon Connect Customer were outdated and could not support Zeel’s requirements.
      • To resolve this, D3Clarity built a custom solution, creating updated Lambda functions and API calls to establish a reliable connection between Amazon Connect Customer and Kustomer CRM.
    4. Call Flow and Routing Enhancements:
      • The initial plan was to leverage the existing integration to capture the caller’s phone number and search for a matching contact record in Kustomer CRM. If a match was found, this information would be made available to the agent before answering the call.
      • However, the primary flow setup did not meet these requirements as anticipated.
      • To address this, D3Clarity built a modular flow system within Amazon Connect Customer. This system provided greater flexibility and easier maintenance, allowing Zeel to adapt workflows as needed.
      • Incoming calls were designed to capture the caller’s phone number and search for a matching contact record in Kustomer CRM. If a match was found, this information was made available to the agent before answering the call.
      • Where possible, calls flagged with VIP or “Trust & Safety” tags followed a predefined routing flow to ensure priority handling.
      • Two Amazon Connect Customer call queues were linked to corresponding Kustomer CRM teams, ensuring seamless queue management for agents within the Kustomer interface.
    5. Outbound Calling:
      • Amazon Connect Customer’s outbound calling functionality was enabled, allowing Zeel agents to make outbound calls directly from the Kustomer CRM interface.
    6. Full Telephony Migration to Amazon Connect Customer:
      • All seven phone numbers were ported from the previous telephony provider to Amazon Connect Customer, completing the full platform replacement.
      • The migration was executed within the 65-day window before the previous provider’s contract expired, ensuring zero disruption to Zeel’s service operations.

 

Solution Architecture

The final solution architecture ensured that Zeel’s agents could manage all inbound and outbound communications within their existing Kustomer CRM workflows:

    • Incoming calls were routed through Amazon Connect Customer and directed based on the caller’s choices or predefined tags in Kustomer CRM.
    • Agents viewed and managed calls directly within the Kustomer user interface, displaying information about the caller for matched contact records.
    • Missed calls were routed to Amazon Connect Customer’s voicemail system, with notifications configured to alert agents promptly.
    • Outbound calls were initiated by agents through the Kustomer interface, leveraging Amazon Connect Customer’s robust telephony capabilities.

 

This architecture not only addressed Zeel’s immediate needs but also positioned them for future scalability and flexibility.
